Indians Lost Over 15 Billion Bours On Hold To Customer Service In 2023, Resulting In $55 Billion In Economic Loss Output


* New research from ServiceNow shows that each citizen is losing more than one day a year to slow service, and two-thirds are considering making a brand switch

Indians spent more than 15 billion hours on hold to customer service, according to new research from ServiceNow, the AI platform for business transformation. The ‘Customer Experience Intelligence Report 2024’ revealed that the average person spent more than one day each year on hold to address an issue or complaint (30.7 hours), equivalent to an economic loss of $55 billion* (USD), annually. 4500+ Indians, aged 18 and above took part in the study, conducted in collaboration with Lonergan Research to understand the state of customer service over the past year.

More than 50 percent of survey respondents believe that their time waiting on hold has increased from the past year. Slow service solutions mean the average employee is spending 3.9 days to resolve each customer issue and 66 percent of respondents said they would consider switching to another company if their issue is not resolved within three working days.

“Indian businesses are at risk of losing two-thirds of their customer base in 2024 due to slow service solutions,” said Sumeet Mathur, Senior Vice President & Managing Director, ServiceNow India Technology & Business Center. “Consumers have spoken – three days is the maximum time they will wait for a solution before taking their business elsewhere. Businesses that can’t meet that standard must act, installing AI powered self-service options available at the consumers’ fingertips.” 

How may AI help you?

Nearly two-thirds (62%) of respondents have resolved more issues through self-service options in 2023, compared to the previous year. Over half of Indians say that their trust in chatbots (55%) and self-help guides (56%) has also increased. The study shows a notable surge in trust towards AI amongst Indians, with a remarkable two-thirds (66%), expressing confidence in GenAI to deliver good customer service, nearly 10% higher than trust in traditional in-person customer support, signaling an emerging shift in preferences, particularly among the younger population.

“Consumer expectations from AI are straightforward - effectiveness in issue resolution, ease of use, quick response times, and accurate query comprehension. This shift marks the era of Industry 4.0, transitioning from human-led intervention to exploring the diverse capabilities that AI has to offer.  In an era where customer retention is increasingly challenging, it is time for enterprises to put AI to work and drive growth, improve efficiency, and deliver superior customer experiences in a competitive business landscape,” added Sumeet Mathur.

India On Hold, As Customer Services Fails to Deliver

The study highlights that structural problems are pushing wait times further with 48 percent of Indians identify inefficient internal communication as a major issue for customer service delays, while 47 percent say customer service staff lack decision-making power.   44 percent Indians believe lack of ownership and responsibility between different departments, followed by 44 percent believe - poor record keeping from the previous service and 41 percent think Issues with internal systems are some of the main reasons for delay in resolving their issues which can be easily fixed with strategic interventions.

Transparency, Speed & Empathy are Key Groundbreakers

Close to 60 percent of Indians would like to see customer service teams improve their speed of resolution while half would like to see a reduction in the time spent on hold. Close to half (48 percent) would like to see better customer experience in their applications

Around 2 in 5 Indians (40 percent) would like increased opening hours or response times – Improving their use of self-help guides and resources (40 percent) – Improving their use of chat bots (39 percent).

“Indian enterprise now faces a choice: allow mediocre experiences to continue eroding customer loyalty or rethink the way they design and deliver those experiences. It is abundantly clear, that customers are willing to use AI led chatbots or self-help guides for faster resolution. Businesses should embrace AI to help create meaningful experiences and reduce the burden on the customer service agents” concludes said Sumeet Mathur.

To capture a comprehensive view of customer service experiences across India, ServiceNow conducted an in-depth study which was executed by Lonergan Research in compliance with the ISO 20252 standard. The survey engaged a diverse group of 4,500 Indians aged 18 and above, sourced from a permission-based panel. After the interviews, the data was weighted to align with the latest population estimates sourced from the Ministry of Statistics and Programme Implementation. To ensure a diverse and representative sample, surveys were distributed throughout India, encompassing both capital city and non-capital city areas.

Ms Gunjan Krishna, Commissioner for Industrial Development & Director for Industries and Commerce, Govt of Karnataka today while addressing FICCI CASCADE’s conference on Combating Illicit Trade: Insights, Challenges, and Solutions said, “Smuggling and counterfeiting not only finance terror groups but also undermine global security, posing severe threats to safety and economic growth. The proliferation of counterfeit products, including pharmaceuticals and consumer goods, endangers public health and safety, with the WHO reporting that 1 in 10 medicines in low- and middle-income countries is substandard. In response, Karnataka is taking decisive action by supporting 43 GI-tagged products and working closely with law enforcement to combat illicit trade. Our commitment to preserving traditional crafts and ensuring access to genuine, quality goods is crucial for safeguarding our economy, health, and security."

Ms Prabha Rao, Executive Director, South Asian Institute for Strategic Affairs and Scholar, Institute for Defence Studies and Analyses said, "Counterfeiting and smuggling undermine legitimate businesses, government revenues, heritage, and the livelihoods of artisans. To combat these illicit practices, it is crucial to engage grassroots communities and local leaders, raising awareness about their severe economic, health, and societal impacts."

Mr P C Jha, Advisor, FICCI CASCADE and Former Chairman, Central Board of Indirect Taxes and Customs (CBIC), said, “In recent years, we have made tremendous gains in advancing our formal economy, moving steadily towards our goal of becoming a developed nation. However, amidst these advancements, one critical challenge remains largely overlooked: illicit trade. Illicit activities, such as counterfeiting and smuggling, pose significant threats to our economic stability and development. It needs to be highlighted that tackling and mitigating counterfeiting and smuggling is essential to achieving a $5 Trillion Indian economy.”

“In October last year, FICCI CASCADE in a novel report, said that when India’s economy crossed the $3 trillion mark in 2021, money laundering in the country reached $159 billion, highlighting the severe impact of illicit markets. As India strives to transform its economy into a $5 trillion powerhouse in the coming years, the current trade composition of smuggling at 30 percent would make the trade value at $1.5 trillion,” added Mr Jha.

This magnitude of the problem was highlighted in a FICCI CASCADE report in October 2023, titled ‘Hidden Stream: Linkages between illicit markets, financial flows, organised crime and terrorism’

Mr. Deep Chand, Advisor, FICCI CASCADE and Former Special Commissioner of Police, New Delhi, said, “Just last week, Bengaluru Customs officials made a significant breakthrough by intercepting a major gold smuggling attempt. They seized 2.57 kg of gold, estimated to be worth Rs 1.68 crore, at Kempegowda International Airport. Apart from gold smuggling, Karnataka also faces various other forms of illicit trade like red sanders, drugs, including synthetic drugs, endangered wildlife species, illegal cigarettes, etc. More interventions are required to control this menace.”

"However, it must be said that the Karnataka government and the enforcement agencies have been making consistent efforts and have done a remarkable work in addressing the menace of illicit trade. Their systematic and vigilant approach has led to the successful seizure of numerous illegal goods, reflecting their dedication to addressing smuggling and counterfeiting. I am confident that their ongoing efforts will play a vital role in supporting our broader fight against illicit trade and ensuring a safer, more secure environment for all,” he added.

Dr Kotraswamy M, Commissioner, Bengaluru North CGST Commissionerate highlighted that to effectively combat illicit trade, we must form a united front—a human chain of solidarity and resolve against this global menace. Collaboration between central agencies, state enforcement bodies, and civil society is essential to successfully tackling this challenge and safeguarding our economy and society.

Karnataka has been facing a range of smuggling issues, with authorities making significant strides in uncovering various criminal networks. They have successfully dismantled numerous operations, including interstate drug rackets, international wildlife trafficking rings, and extensive smuggling operations through airports, trains, roads, waterways, and ports.

According to another FICCI CASCADE report titled Illicit Markets: A Threat to Our National Interests, which examined the impact of illicit trade in five key industries in India — Mobile Phones, FMCG-Household and Personal Goods, FMCG-Packaged Foods, Tobacco Products, and Alcoholic Beverages, the size of illicit market in the above-mentioned industries was Rs 2,60,094 crore for the year 2019-20, with the FMCG industry — household and personal goods, and packaged foods — together accounting for 3/4th of the total illicit value of goods in five key industries.

Tata Motors Launches ‘Vidyadhan’ And ‘Utkarsha’ Programs To Facilitate Higher Education Of Technicians’ Children


In its continuing endeavour towards bridging the gap between aspirations and accessibility, Tata Motors, India’s leading automobile manufacturer, today announced the launch of two special funding programs ‘Vidyadhan’ and ‘Utkarsha’, to facilitate higher education of the children of its technicians working in manufacturing facilities across India including plants in Pune, Lucknow, Jamshedpur, Dharwad, Sanand and Pantnagar regions.

Vidyadhan: Building Brighter Futures  

‘Vidyadhan’, an education loan program serves as the transformative bridge to higher learning for empowering the next generation to realize their potential to the fullest. Eligible technicians can access loans of up to Rs. 7.5 lakh, covering up to 95% of fees for domestic education or up to 85% for international education fees. To qualify, the student must be enrolled in a full-time graduate or postgraduate course of minimum 2-years duration and affiliated with recognised universities or AICTE-equivalent institutions in India or abroad.  

Utkarsha Scholarship: Fostering Inclusivity with Empowerment 

The ‘Utkarsha’ program will provide a scholarship of Rs. 25,000/- every year to support the higher education of girls, transgender individuals, and specially abled children post successful completion of grade 10th or 12th. To qualify, applicants must have scored a minimum of 60% and secured admission in a recognised university or AICTE-equivalent institution in India or abroad.
